Introducing HP's New "Basic", "Standard", "Optimized" Service Templates!

In today’s high-stakes business environment, the costs of downtime are higher than ever. They can extend beyond lost productivity and sales to include loss of customer/marketplace confidence, non-compliance with important regulations, and compromised competitive positioning. This means services are key in helping your customers minimize the costs of downtime and achieve the performance levels that they demand. HP Services is committed to making it easier for you to sell the value of services!

To address the varying needs of our customers, HP has created different service templates for various technology families (Storage, Blade, Networks) we are positioning as “Basic”, “Standard” and “Optimized” services.

These templates combine reactive hardware, reactive software, proactive, and deployment services that will help ensure your customers ability to address potential down time threats before they impact their operations.

When we created these, our goal was to have an agreement with our partners as to what service picture we should be putting in front of the customer. Especially with ISS servers, where we are not quoting any value/proactive service, yet many of the ISS solutions are going into mission critical environments.

Since we are combining certain key services, the sale should go smoother because there is not a lot of research and decisions to be made. By you or your customer! The only question would be is “Which package (B-S-O) best fits my needs?”

The specific deliverables in these templates were chosen based on feedback received from customers, partners, and HP’s service delivery organization based on the most widely requested and needed services.

For the examples in the templates, specific product models (i.e. c7000, A5820, P4000) have been used. As models change, SKU’s and pricing may also change.

Keep in mind; customers sometimes have difficulty in visualizing the benefit of specific services. By nature, they are intangible. But when we bundle them, and position the value in the form of a “Basic, Standard or Optimized” solution, the benefits to the customer become clearer!

For more information on HP’s Basic, Standard and Optimized service templates, contact your local HP Avnet Technology Solutions channel sales representative.

FUN FACT: In today’s competitive, value-driven marketplace, customers are looking for more than IT products. They are looking for solutions that can provide business results! When we include the appropriate services, we ensure the customer receives the support they need to ensure they achieve the business results they expect!

Warranty - Just the Foundation!

In today’s challenging business environment, your customers need to maximize the investments they are making in IT. This means doing everything they can to increase the availability of their new technology. One area offering an opportunity is supplementing the warranty support they will receive on their new investment.

If we consider that a warranty is a ‘product attribute,’ it makes sense that they would be somewhat generic. They really do not take into account the performance requirements your customers application may require of the product.

Because of this, when we read the warranty descriptions, it says things like ‘next business day’ and ‘best effort’ rather than ‘same day’ and ‘committed repair.’

But with HP Care Pack Services, you can offer your customers affordable, predictable problem resolution and protection that reduce costs and risks. The HP Care Pack Services portfolio augments warranty because it helps ensure that IT assets will always be available to fully support the business.

That is why offering our customers HP Care Packs is so important! Remember, warranty basically protects a customer from failure of the hardware. Yet hardware accounts for less than 25 percent of all failures! This leaves a crack in the foundation that needs to be filled and gives us a great up-sell opportunity!

HP Care Pack Services offer enhanced levels of support on HP hardware and software with a wide range of response times and coverage.

Take these three things into account when offering support:
1. Understand our customers’ business requirements from an availability perspective.
2. Explain the warranty deliverables of the specific product we are suggesting to our customers, and identify delivery gaps.
3. Propose the appropriate level of HP Care Pack services to our customers to fill those gaps.

By following these three steps, we can better meet the needs of the customer with the HP Care Pack solution.

So, whether your customer requires:
- Four-hour on-site response, same day
- 24/7 support with a four-hour response
- Support Plus (integrated HW & SW Support)
- Call to repair services (six-hour or 24-hour)

You have an HP Care Pack to meet their expectations! Remember, IT is playing an ever increasing role in supporting business initiatives and goals. Proposing the right level of support has never been more critical! When we consider that only 20 percent of failures are caused by the hardware, it becomes clear. Warranty alone does not do enough to help your customers achieve their availability goals!

HP Services Fun Fact: You can uplift the warranty on a ProLiant DL380 to from Next Business Day response, to 24/7 support with a four-hour same day response for three years for less than a penny a day ($879)!

Why SupportPlus 24 Should Be Your Reactive Services Standard Offer

Customer’s availability requirements seem to continually increase. No, everyone does not require Mission Critical services. Some customers still have a robust IT staff qualified to look after things like patches and firmware changes. But 24x7 access to reactive service is pretty much the standard. Even if it is just to make sure the systems are up ready, when the customer begins their next business day.

We know that the basic warranties on the hardware are not very supportive of this. In fact, most of the hardware warranties provide for a “Next Business Day” on-site response. Not a next business day repair! But are you aware that, for example, in the ProLiant/Blade Server space, the operating system only comes with a 90-day warranty, and that it only provides for replacement of defective media the OS came on, and not advisory support?

The good news is that many of you are offering HP’s 24x7 hardware support with a 4-hour, same day, on-site response as a standard uplift to the product warranty. Remember, that only covers the hardware!

Yet when we poll customers, many of them tell us they require the SAME level of support across their hardware and their Operating System, mostly because it isn’t always simple to tell the difference between a hardware and operating system failure today.

Offering a consistent level of service across both can alleviate productivity that is lost while the customer is tries to determine whether the cause of the problem is hardware or software related. Whether they should engage their help desk, or HP. And the lost productivity can grow exponentially if the customer makes an incorrect determination!

The way to alleviate this is to offer your customer HP Care Pack’s SupportPlus 24 service.

HP SupportPlus provides your customer the features of 24x7, 4 hour, same day response with 24x7 software advisory support...through the same phone number for a single price!

With SupportPlus 24, when your customer calls in with a remedial problem, HP technologists determine whether the cause is hardware or software, then take the appropriate action.

Remember, as we have discussed in earlier articles, only 15-20 percent of the problems in today’s complex, technology environments are attributed to Hardware failures! Don’t leave your customer, or your status as their trusted advisor exposed by only offering a remedial services solution that only addresses part of their problems!

HP SERVICES FUN FACT: When a typical customer is probed about what level of support they would like for their Hardware, and then asked the same question about their Software, the majority say they need they same level of service because usually they are unable to determine the cause of a failure is without help.

Spare Blade Servers? Not a Good High Availability Plan!

Spare Blade Servers – Only part of the ‘high availability’ solution!

Blade servers have ushered in a new era in IT reliability and performance. They have helped customers of all sizes reduce capital expenses, gain efficiencies in system management, cut power and cooling costs, and reduce floor space requirements.

However, the complexities and inter-dependencies of these environments mandate that in order to achieve the best levels of application availability customers must deploy improved processes and procedures that can measurably enhance the overall manageability of the IT environment.

In fact, only 15-20 percent of the problems in today’s complex, virtualized, environments are attributed to Hardware failures!

Yet, many blade customers are considering services on these products to be less important due to the leaps in hardware reliability. These customers simply stock spare units and swap them out upon failure.

Think about that. If your customers are using spare units as a service strategy, they are still exposed to 80 percent of the problems that can occur!

This can be disastrous! Not only because hardware failures account for such a small percentage of downtime, but also because we find that when a customer takes a spare blade off the shelf, the firmware is likely to be out of date. They may in fact be swapping one problem out and causing other....or even a more complex problem!

That is why industry analysts, such as IDC, continue to point out that reducing BOTH planned and unplanned downtime is a major factor in mitigating risks. To accomplish this, customers must have the people and processes in place to address ALL causes of downtime. They need to be proactive in resolving issues in these environments! HP Proactive Select, for example, can help businesses get more value from and improve the efficiency of their existing IT teams and systems.

Here is one of many documented examples of what can happen.

After swapping blade hardware when experiencing intermittent problems, a customer pulled an IT resource off a project to do research on what was happening. Working with the HP call center, they realized there had been a firmware release that had occurred. The customer obtained and installed the update to the firmware.

After the new firmware was installed, the customer had two major outages causing a significant negative impact on the business.

Each time, they tried rebooting the blades, but this had no effect. As one server was rebooted to recover a particular application, it unexpectedly caused a different one to fail. After staff tried other ad-hoc attempts at recovery, it became clear that greater levels of expertise were needed. Meanwhile, time was slipping by, incidents of downtime kept recurring, costs were mounting and there was no resolution in sight.

Then, someone remembered that the blade servers came with a number of management tools. Surely, those could be used to get the servers up and running again. However, a quick survey of the IT staff showed that no one had been trained on how to use these tools.

At this point, it was clear that the answers to the downtime issue were not to be found in-house. It was equally clear that the costs of the downtime incidents were quickly mounting and that some of the customer’s important business operations were being impacted. There was nothing else to do but place an urgent call to HP. HP responded as quickly as possible, re-traced the problems, documented the environment, fixed the problem, and got the servers up and running again. But this was clearly not a day that the company wanted to relive.

The customer learned from this that it is critical that they develop specific procedures and even undergo specific training to manage a blade environment.

All of this could have been avoided if the customer had a better understanding of how people and process issues impact both planned and unplanned downtime.

With, for example, HP Care Pack Services for the hardware, along with Proactive Select services, an HP Account Support Manager would have proactively managed the processes used, and the implementation of firmware updates. Spare parts used would not have been out of revision because they were sitting on a shelf. Training would have been recommended by the ASM, and they could have addressed the development of more appropriate IT procedures to be implemented.

Remember, a high quality IT solution consists of technology, proper processes, and quality services!

HP SERVICES FUN FACT: Customers who are sold services as part of their solution are 65 percent more likely to repurchase from you. If you sell them Proactive services, that likelihood goes up to 95 percent!

HP's Proactive Select Service - The Most Cost Effective way for your Customer to get concierge treatment!

HP knows many of your mid-market and SMB customers rely more and more on their technology to run their business. The pressure placed on CIOs in these segments to closely align business and IT goals while managing costs down, has never been greater!

These market segments watch every IT dollar they spend closely. They tend to prefer more of a ‘pay as you go’ model that can scale as needed, rather than a robust and costly solution.

HP introduced Proactive Select last year to address these needs! And these dynamics were a driving force in some of the enhancements HP just made to it.

HP’s Proactive Select is a highly configurable and customizable service that provides your customer with the flexibility to select proactive services that fit their particular requirements. HP Proactive Select provides an assigned account support manager, a defined number of service credits that can be redeemed for specific services (the Service Activity Menu List can be found on the Avnet Advantage, HP Services page), a plan for the delivery of the specific services selected by your customer, and a review of that plan to see how we are performing.

Proactive Select should be coupled with the appropriate HP hardware remedial support that fits your customer’s requirements. This could be one of HP’s Care Packs, or it could be hardware service offered by your company

What’s new with P Select for 2010: As always, HP has listened to your feedback since launching Proactive Select and announced these major updates:

• 10 Credit ‘Starter Package’: Customers now have a lower cost entry point for Proactive Services. With this package, they only pay for 10 credits at a very low price point!
• Proactive Support Specialist (PSS): Specifically for the 10 credit package, this remote resource replaces the Account Support Manager and develops a tailored delivery plan, and aides the customer in selection of best activities to meet their needs. The PSS is an expert in proactively supporting Windows and Linux server environments.
• Priority Connect: This provides enhanced incident management for customers with complex Windows and Linux environments through HP’s Mission Critical Global Solution Center. Customers work with an assigned Remote Support Account Advocate, and Proactive monitoring through Insight Remote Support. There is a 20 credit annual access fee. After that, your customer consumes two (2) credits per incident elevated to the MCGSC. Until now, this was only available to our Critical Service and Mission Critical Partnership customers!

Remember, with Proactive Select, your customers have access to a single point of contact, the technical expertise, operational best practices, and priority incident support needed to accelerate the ROI of their technology investment! Also with Proactive Select, your customers have the flexibility to modify their choice of service activities anytime during the term of the agreement. This provides customers with the ability to meet the changing needs of their business.

Don’t forget, as with ALL our Proactive Services, you get an ‘extra set of eyes’ at your customers’ site to help you find follow on business! So, make it a habit. Offer a HP Proactive Select package with EVERY solution!

HP SERVICES FUN FACT: Because their spending patterns are more scrutinized, mid-market and SMB customers are more attracted to ‘smaller solutions’ that have the ability to grow as needed. A product like the Blade Starter Kit can be the perfect starting point. The enhancement HP has made to Proactive Select allows your customer to easily work within this model for their services. Propose an entry level Proactive Select configuration for ALL your prospects! They can select the proactive and reactive support to fit their environment. And, multiple packages plus additional credits allow for a cost effective entry point, while still scaling up as needed!

In response to their IT needs, HP introduced Proactive Select last year! And, these dynamics, and the comments provided from your customers, were a driving force behind the the most recent enhancements listed below.

Proactive Select should be coupled with the appropriate HP hardware remedial support that fits your customer’s requirements. This could be one of HP’s Care Packs, or it could be hardware service offered by your company

What’s new with P Select for 2010:
• 10 Credit ‘Starter Package’: Customers now have a lower cost entry point for Proactive Services. With this package, they only pay for 10 credits at a low price point!
• Proactive Support Specialist: Specifically for the 10 credit package, this remote resource replaces the Account Support Manager and develops a tailored delivery plan, and aides the customer in selection of best activities to meet their needs. The PSS is an expert in proactively supporting Windows and Linux server environments
• Priority Connect: This provides enhanced incident management for customers with complex Windows & Linux environments through HP’s Mission Critical Global Solution Center. Customer works with an assigned Remote Support Account Advocate, and Proactive monitoring through Insight Remote Support. There is a 20 credit annual access fee. After that, your customer consumes 2 credits per incident elevated to the MCGSC. Until now, this was only available to our Critical Service and Mission Critical Partnership customers!

HP’s Proactive Select is a highly configurable/customizable service that provides your customer with the flexibility to select proactive services that fit their particular requirements.

Remember, with Proactive Select, your customer has access to a single point of contact, the technical expertise, operational best practices, and priority incident support needed to accelerate the ROI of their technology investment! And with Proactive Select, your customers have the flexibility to modify their choice of service activities anytime during the term of the agreement.

HP SERVICES FUN FACT: Because their spending patterns are more scrutinized, Mid Market and SMB customers are more attracted to ‘smaller solutions’ that have the ability to grow as needed. With product, this has been easy with, for example, a “Blade Starter Kit”.

Got Margin? Sell Services.

How many times have you gotten an e-mail or a call from a customer inquiring about a technology product? Or, if it was a great day, requesting a quote for a specific technology product? Maybe it was an additional server, or more storage capabilities.

Usually when customers are in a product buying cycle, they do their homework up front. They may ask, "What features do I need from Blade Servers?" Or, "What am I looking for in that Storage array," and so on. Conversely, when was the last time the same communication took place where the customer was looking for a service that reduced the cost of their downtime, or allowed for their IT personnel to be more productive at critical tasks?

Customers buy products, but need to be sold service! This is a fact that all professional salespeople must understand!

While product warranties protect the hardware, it is the HP Services that you choose to sell that will give your customer the level of service they require to achieve higher levels of technology availability needed to be successful.

Although HP offers an embedded product warranty on-par with the industry, it is a ‘generic’ warranty. In most instances, your customers requirements will dictate the need for a higher service level. You should always use this situation as an opportunity to sell an HP Care Pack Service that includes a higher level of service. This will ensure you are addressing both your customer’s hardware repair needs and their ‘technology availability needs!’

This is easily done by asking your customers the right questions that highlight the risk of ‘solution unavailability’ and how that could negatively affect their business results.

Start with the simple “How well does the warranty of your new ‘product x’ help you meet your availability needs?” This opens the door for an explanation of what the warranty does, and does not address. After clarifying this for your customer, ask if that level of service commitment is adequate, or if they would like to enhance the response/repair time by adding an HP Care Pack to their solution.

Questions like these give you the information you need to customize your solution with the right HP Care Packs to ensure your customer has what he or she needs to achieve his or her availability needs.

When you do this, you are not only better meeting your customers' requirements, but also establishing yourself as a true ‘partner’ in their eyes. This will differentiate you from your competitors. And analysts agree that addressing your customers service needs is the best way to win repeat business!

Remember, don’t just sell your customer a product, but sell them a business solution, including HP Services...and retire your sales quota sooner!

FUN FACT: An HP Care Pack that offers your customer 24/7 support, with a four-hour, same day response on a ProLiant server costs less than the price of an average cup of coffee per day!

PRI (Penetration Rate Index) is a single measure that compares an HP partner’s services penetration rate (ratio of HP Services dollars sold to HP Product dollars sold) to the HP Market Average penetration rate. The formula shown in the diagram below attempts to answer two questions. HP audits are coming and if partner's do not meet compliance benefits will be pulled until requirements are met. Now is the time to register for classes that will assist you in passing exams to get Certified. HP Business Units have requested additional classes be added to the Certification training schedule because partners need to get trained and Certified. Classes are available NOW to help meet requirements. HP will not grant extensions for “lack of training classes offered.”
